A common mistake is trying to evaluate everything through one metric only, for example average response time. It matters, but it does not show whether the customer received a quality answer or whether the issue was solved on the first contact.

The most useful KPI system has several layers. The first is accessibility: response time, answer rate and email handling time. The second is quality: call evaluation, information accuracy and tone consistency. The third is business impact: sales conversion, repeat contact, satisfaction or loyalty.

Only when you watch these indicators together can you make decisions that strengthen not just operational efficiency, but the overall customer experience.
